Greetings from the Farm: The Next Great Frontier in Customer Experience
There’s something about riding across open pasture that forces perspective. There are no notifications. No presentations. No endless stream of emails competing for attention. Just open country, quiet, and enough space to think about where things are headed instead of where they’ve been.

Some of my best thinking doesn’t happen in a boardroom.
It happens on horseback.
There’s something about riding across open pasture that forces perspective. There are no notifications. No presentations. No endless stream of emails competing for attention. Just open country, quiet, and enough space to think about where things are headed instead of where they’ve been.
Looking across the horizon this week, I couldn’t help but think about pioneers.
Not the romanticized version we see in old westerns, but the people who were willing to leave the familiar behind because they believed something better waited beyond the next ridge.
History tends to remember those pioneers as visionaries.
In reality, they simply recognized change before everyone else did.
I believe business is standing at one of those moments today.
We’ve Spent Twenty Years Optimizing Yesterday’s Customer Journey
For the better part of two decades, enterprises have invested extraordinary amounts of money improving customer experience.
We’ve built beautiful websites.
We’ve invested in mobile applications.
We’ve deployed CRM platforms.
We’ve integrated CDPs.
We’ve implemented marketing automation.
We’ve introduced AI into nearly every workflow imaginable.
Collectively, we’ve spent billions trying to reduce friction between businesses and customers.
Yet something has remained surprisingly unchanged.
The place customers actually spend much of their digital lives—the messaging experience on their phone—has remained largely disconnected from those investments.
Most customer interactions still begin with an SMS containing a link.

Download the app.
Wait on hold.
Start over.
It’s remarkable when you think about it.
We’ve built incredibly sophisticated digital ecosystems only to ask customers to leave the conversation and navigate somewhere else.
That isn’t where customer experience is headed.
Messaging Is Becoming the Interface
The rise of RCS represents far more than a richer version of SMS.
It represents the evolution of messaging into the primary interface between businesses and customers.
Imagine booking a vacation without leaving the conversation.
Receiving personalized recommendations based on your itinerary.
Changing reservations.
Watching rich media.
Making payments.
Receiving AI-assisted support.
Escalating instantly to a live representative when needed.
All within a trusted conversation.
No downloading another app.
No searching through email.
No remembering passwords.
Just conversation.
This isn’t science fiction anymore.
It’s infrastructure.
The Financial Opportunity Is Significant
Whenever organizations evaluate new technology, the first question is usually:
“What’s the ROI?”
That’s exactly the right question.
RCS isn’t valuable because it’s new.
It’s valuable because it improves business outcomes.
Higher engagement.
Higher conversion.
Higher average order value.
Lower service costs.
Fewer abandoned journeys.
Greater customer retention.
Reduced operational friction.
Better first-party customer relationships.
When organizations combine conversational AI, personalization, rich messaging, and commerce inside a single customer journey, something powerful happens.
Customers accomplish more with less effort.
Businesses create more value while spending less to deliver it.
That combination doesn’t happen very often.
Customer Experience Is About to Feel Human Again
What excites me even more than the financial opportunity is what this means for customers.
We’ve unintentionally trained customers to navigate disconnected digital experiences.

Log in again.
Repeat your information.
Search the FAQ.
Call support.
Explain the problem again.
Technology became more advanced.
The experience became more fragmented.
Conversational experiences reverse that trend.
Instead of forcing customers to adapt to technology…
Technology adapts to customers.
That’s what great customer experience has always been about.
Reducing effort.
Increasing relevance.
Creating confidence.
Making every interaction feel like the business remembers who you are.
AI finally gives us the ability to deliver that experience at enterprise scale.
Every Frontier Has Early Settlers
Every meaningful technology shift creates two groups.
Those waiting for certainty.
And those creating it.
The internet.
Cloud.
Mobile.
Streaming.
Generative AI.
Every one of these transformations rewarded organizations willing to learn before everyone else arrived.
I believe conversational messaging represents the next frontier.
Not because messaging itself is revolutionary.
Because conversation is becoming the operating system for customer engagement.
The organizations that begin experimenting today will spend the next several years building the operational muscle, customer data, governance, AI capabilities, and organizational confidence that competitors won’t be able to replicate overnight.
By the time everyone agrees this is the future…
The pioneers will already own the landscape.
Looking Toward the Horizon
Standing on a hill overlooking the farm, it’s easy to appreciate how little has changed about one fundamental truth.
The horizon always belongs to those willing to ride toward it.
Not because they know exactly what’s waiting.
But because they understand that meaningful progress has never come from standing still.
That’s why I’m so energized about helping organizations navigate this next chapter.
Not simply implementing another communications channel.
Reimagining how businesses build relationships with customers through conversations that are intelligent, personal, trusted, and effortless.
The technology is finally ready.
Customers are ready.
The question is whether organizations are ready to lead—or content to follow.
Out here on the farm, the horizon looks pretty promising.
